How to hire a technical support specialist
Technical support is where your product meets the customer on a bad day. This guide covers what the role owns, the difference between Tier 1 and Tier 2, how a dedicated specialist compares with outsourced technical support, and when you should not hire one yet.
What does a technical support specialist do?
They take the tickets, chats and calls where something is not working, find out why, and either fix it or hand it to engineering with everything needed to fix it quickly.
Around that core sit the tasks that keep support healthy: triaging the queue, maintaining the knowledge base, managing user access and admin settings, and spotting when many small tickets are really one product problem.
What is the difference between Tier 1 and Tier 2 support?
Tier 1 is the first line: password resets, how-to questions, known issues with a documented fix, and gathering the details when something is new. Most tickets should end there.
Tier 2 takes what Tier 1 cannot close: deeper troubleshooting, configuration problems, log review and reproducing bugs. Tier 2 decides what goes to engineering and writes the escalation. Many teams hire one person to cover both and split the roles as volume grows.
How is a dedicated specialist different from outsourced technical support?
Outsourced technical support usually means a BPO or managed service provider staffing your queue from a shared pool, often with a script and an escalation path back to you for anything unusual.
A dedicated specialist works only on your product, inside your helpdesk and your Slack, and builds the product knowledge that a rotating pool resets. For a complex SaaS product, that knowledge is most of the value.
When should you not hire a technical support specialist yet?
When ticket volume is low enough that your founders or engineers can still answer everything within a day. At that stage the better investment is a knowledge base and a few macros.
It is also the wrong hire if what you need is someone on site to fix laptops and printers, or an engineer to fix the bugs. Fixing the product itself is a job for a software engineer, which is a separate hire covered on our backend developers and full stack developers pages, and a support specialist should not be asked to do it.
What does the first month look like?
The first two weeks go on the product: shadowing the queue, reading the knowledge base, and learning the known issues and the escalation path. Answering real tickets with review comes next.
By the end of the first month a good specialist is closing Tier 1 on their own and writing escalations your engineers do not have to rewrite.
What should I check in the interview?
Give a real ticket from your queue, anonymized, with a vague customer description. Ask what they would ask the customer first, and what they would check before replying.
Then ask them to write the escalation to engineering for a bug you describe. Clear steps to reproduce and a stated customer impact are the signal you are looking for.
Red flags in technical support candidates
Fixes tried at random. In the ticket exercise, listen for the order of their questions. A candidate who jumps to solutions before asking the customer anything, or cannot say what they would rule out first, will close tickets by luck and see them reopen.
Escalations engineers have to rewrite. When they write the escalation for the bug you describe, look for steps to reproduce and the customer impact. Without them your engineers ask the same questions again and the fix waits.
Every ticket is urgent. Ask how they would sort an outage, a bug and a how to question that arrive together. A candidate who works the queue in arrival order will leave the outage behind a password reset.
Jargon with a frustrated customer. Ask them to explain a fix as if you were a non-technical customer. If the explanation depends on the vocabulary it was meant to remove, your customers will feel slow and write back.
Fast over right. Ask how they think about first response time against resolution. A candidate who only talks about answering quickly, and never about testing the fix, will improve the metric without solving the customer's problem.
